There’s a secret to achieving that engagement. “The more empowerment you give people, the more they make decisions that are empowering, and they like that,” says Scott B. Dust, assistant professor of management at Miami University.
To what extent does this approach assure a dedicated customer following? In the business-jet sector expectations are very high, and VistaJet sets the benchmark in the way it responds to customers’ needs. A high-profile footballer was filming a documentary that required flying into Kathmandu Airport, but no private-jet operator could fly in there because it requires a special license — so VistaJet trained a pilot to perform the flight. In another case, a VistaJet passenger suddenly wanted a burger from his favorite restaurant and the crew diverted the plane through Milan, where someone met him on the tarmac with the food.
Offering such individualized service can raise fears about costs. However, “companies also need to evaluate what customers expect, what competition is like today, what you have to do to satisfy and retain customers,” says Yves Duhaldeborde, senior director, talents and rewards, at Willis Towers Watson, a global risk advisory firm. “The companies that do it well are good at capturing feedback continuously.”
“If you board my plane, I will know what you like to eat and drink and how you like to relax and be comfortable,” says Gary Williams, principal at the British Butler Institute, who’s in charge of training VistaJet cabin personnel. “I make note of what you like when you’re on board and we share it throughout the fleet. That way, anywhere you board a flight, you feel at home.”
Proactivity Wins
Proactive people see what needs to be done and do it, without waiting for direction, Dr. Dust says. “Proactivity is probably No. 1 in terms of empowerment.”
Role-playing is an effective tool in training people to understand customers’ needs and achieve a great outcome. “It’s what more organizations should be doing,” Dr. Dust adds. “Employees will be more connected to actual behaviors when situations come up in reality.” The British Butler Institute uses role-playing techniques to train VistaJet cabin hostesses. “They are taught to think out of the box,” Mr. Williams says. Customers today “want a wonderful experience. You’ve got to train your staff to match the expectations.”

Being in the know is extremely important in the highest echelons of society. “Not just in your profession, but also in cultural affairs,” Mr. Pedraza says. That’s crucial, Mr. Pedraza adds. Work is important, but it must be in balance with personal time. To ensure that parents and children traveling together on family holidays have the best possible time, VistaJet offers a Children’s Program that includes entertainment, treats, and special menus for its youngest passengers. Pets traveling between family homes get to sit in the cabin, not the hold, with food and toys provided for them too. All of this VistaJet anticipates and delivers, taking responsibilities out of our hands and replacing them with more personal time.
Dr. Traeger-Muney agrees that the time and stress saved by not having to stand in line at an airport can transform the travel experience. A flight between Aspen, Colorado, and New York can take just four hours with a private jet, versus seven hours for a commercial flight. “If you’re strategic, you can figure out not only how to buy three hours but [also] what to do with those hours.”
